Agentic AI in customer service: Mexico speeds up adoption and SMS takes on a new role

Artificial intelligence in customer service is taking a leap: from chatbots that answer questions to AI agents that take action, such as rescheduling an appointment, updating an address or following up on an order. Studies published in 2026 agree that Mexico is among the markets adopting this technology fastest, and that opens an opportunity to combine it with reliable messaging channels.

What recent data shows

Customer service agent at a computer
  • 61% of consumers in Mexico have a positive perception of AI in customer service, above the 50% global average, according to customer experience industry data reported by DPL News.
  • 58% of Mexican organizations already transfer context automatically between virtual and human agents, although only 16% significantly reduce customer effort.
  • 76% of consumers expect AI to improve service quality and speed, and 85% say a bad experience made them spend less or leave a brand (Portal ERP).
  • 26% of organizations in Mexico are in an active AI adoption phase, up from 17% one quarter earlier, according to KPMG’s Global AI Pulse survey as reported by El Ecosistema Startup.

Chatbot vs AI agent

The difference is practical. A traditional virtual assistant answers with information; an AI agent makes decisions and acts inside the company’s systems —CRM, billing, logistics— following defined rules. That makes it far more useful, but it also raises new questions: how do you confirm that the person requesting a change is the account holder? How do you tell the customer the action is done? What happens if the customer is no longer in the chat when the process finishes?

Where SMS fits in

AI agents need channels to communicate outside the conversation, and SMS fulfills three functions that the technology alone does not solve:

  • Verify before acting. Before a sensitive change, an SMS OTP code confirms the person holds the registered number.
  • Confirm and keep a record. When a request is completed, an SMS with a summary and reference number reaches the customer even if they closed the app or have no data.
  • Resume the conversation. With two-way SMS, the customer can reply and the flow continues without sending them back to a portal.

To make this work, the agent connects to the messaging platform through an SMS API and receives delivery reports via webhook, so it knows whether each notice arrived and can decide the next step.

Governance: the challenge ahead

The same studies warn that AI governance and data protection are the big open issues. A good design limits which actions an agent can execute without additional verification, logs every interaction and uses traceable channels. That is where business messaging brings what companies already know: an identified sender, delivery reports and auditable records.

At Grupo Tecnophone we build custom integrations so your systems —including AI assistants and agents— can send and receive SMS securely, with full traceability. If you want to try it with a real flow, request a demo.
